In an exclusive interview with MarTech Pulse, Steve Biancaniello discusses Customer Communications Management, MARCIEAssist, agentic AI, governed automation, compliance, and the future of AI-powered CCM for regulated enterprises.


You’ve spent nearly three decades in customer communications, first as a Founder growing Messagepoint’s professional services team and then taking over as CEO. What first drew you to this space, and what still excites you about it today?

Customer communications management sits at a rare intersection: technology, operations, compliance, and customer experience. Early in my career, I saw large organizations struggling with a core challenge. The communications that mattered most were locked inside hard-coded templates that required technical expertise to create, update and manage them. A simple regulatory change, product update, policy revision or a call to action could ripple across thousands of communications and take weeks or months to manage.

Today, customer communications management is undergoing the most important transformation I have seen in this space. I believe it will become what it always should have been, which is an intelligent, intuitive system of control for every customer communication across every channel.

AI, and especially agentic AI, is the reason. It is the catalyst that enables us to fundamentally change the operating model and along with it, the speed, economics, and strategic value of CCM. After nearly three decades, the space feels more relevant than ever because these trusted, compliant, personalized communications will truly be controlled from one intelligent hub.

 

Messagepoint recently unveiled MARCIEAssist, the industry’s first agentic AI capability for customer communications management. What inspired this launch, and how does it move CCM beyond assistance toward execution?

MARCIEAssist was inspired by a simple, sobering reality: CCM work still requires too much time and effort to create, update, test, and manage complex content, rules, data, and templates. We initially improved that model years ago with the introduction of business user authoring that put a lot of the power into the hands of non-technical users. Agentic AI gives us the opportunity to make an even greater transformative change. With MARCIEAssist business users describe what they need in natural language, then the AI makes the plan, gets it approved and executes the work using a deterministic engine to ensure a reliable outcome.  When others in our space talk about AI, they are mainly just using gen AI to suggest content changes. We are talking about a capability that has a massive impact on business processes and efficiency. MARCIEAssist is goal-oriented, governed AI that makes CCM work faster, and more accurate and consistent.

 

MARCIEAssist plans and executes tasks across content, rules, data, and templates while keeping users in control. How does Messagepoint balance autonomous action with governance, compliance, and audit trail requirements in regulated industries?

For regulated industries, autonomy can be a scary word. Our team has invested heavily in a governance framework to guide MARCIEAssist in all that it does.

First, MARCIEAssist is designed to operate within the controls already established in Messagepoint, including user roles, permissions, workflows, approvals, audit trails, and data boundaries. It doesn’t touch customer data or PII. It has a list of approved actions it can take and ones it cannot. It is applied AI that works inside the communications lifecycle, with transparency into what it is going to do and what actions were taken. Our goal is governed autonomy: MARCIEAssist reduces manual effort and executes supported tasks, but users retain oversight, accountability, and control throughout the process, including the ability to undo any actions taken by our AI.

 

Messagepoint has led AI innovation in CCM since 2018 with its Content Intelligence platform. What sets Messagepoint’s approach to AI apart from other CCM vendors?

Messagepoint made a strategic investment in AI beginning almost a decade ago when we developed our proprietary AI platform, MARCIE, the Messagepoint Automation, Rationalization and Content Intelligence Engine.  We led the way by creating purpose-built AI solutions to address the toughest challenges in CCM – migration, content rationalization, content optimization, translation, compliance, and now automating the work of CCM. 

Many vendors in the space are touting agentic AI or template creation and it amounts to AI text generation which is a very simple task orientation approach. CCM is not about simply generating text. It involves intelligent ways of reusing, and managing content, variations, targeting rules, templates, approval workflows, testing, compliance, quality assurance, and even migration.  With MARCIEAssist, Messagepoint has extended our AI leadership into agentic AI, enabling governed, goal-oriented execution across the CCM lifecycle rather than simply adding gen AI to generate text or a chatbot to answer questions in a legacy system.

 

Messagepoint has been named a leader in Aspire’s CCM-CXM Leaderboard for seven consecutive years. What technical and organizational capabilities do you believe consistently earn Messagepoint recognition among analysts and enterprise customers alike?

I believe Messagepoint is recognized because, first and foremost, we are an intensely curious, innovative group and we solve the hard problems in CCM. Our platform gives organizations granular control over reusable content, variations, rules, templates, approvals, and auditability. That matters when a single change can affect thousands of regulated communications. So does our long, successful track record enabling AI in our platform.  MARCIE adds AI-powered capabilities for content rationalization, migration, optimization, translation, quality assurance, and now agentic execution through MARCIEAssist. We are helping organizations move faster without losing control while realizing real ROI. That combination of innovation, governance, and practical enterprise value is what continues to set Messagepoint apart.

 

Looking toward 2027, how do you see agentic AI reshaping customer communications management, and where will Messagepoint focus its innovation as adoption of autonomous, governed CCM solutions accelerates across regulated industries worldwide?

Agentic AI is poised to fundamentally change how organizations manage customer communications. It is on the path to becoming a universally adopted technology transforming how CCM work gets done.  As a result, instead of users performing every task manually, they will increasingly define the outcome they want, and governed AI will plan, execute, validate, and document the work. That will be especially important in regulated industries, where communications are complex, high-volume, and subject to compliance requirements and fines for noncompliance.

Messagepoint will continue to focus our AI-powered innovations on expanding MARCIEAssist’s ability to solve the most pressing problems faced by our customers. Our vision is for CCM to become a governed communications intelligence layer for the enterprise and for end customers to ultimately benefit from that level of intelligence driving CCM outcomes.

 

For marketing and CX leaders exploring agentic AI within their communications stack, what practical advice would you offer as they evaluate platforms like Messagepoint to modernize customer communications management responsibly and effectively?

My advice is to start with articulating the business problem, not the AI demo script. Look for areas where communications complexity, volume, and risk intersect, such as regulatory updates, content consolidation, migration, translation, personalization, and quality assurance. Then evaluate whether the AI is truly purpose-built for CCM and capable of contextually addressing the problems you are struggling with. It should be goal-oriented and understand content, rules, variations, templates, approval workflows, audit trails, and compliance requirements. Most importantly, governance should be a primary buying criterion. The right platform should help teams move faster on the work to be done, but in a way that is intuitive, transparent, controlled, auditable, and trusted by the business.
